What Is Freshservice Used For?
Freshservice gives an IT team one place to receive, track and resolve everything employees ask of them.
Without a service desk, IT requests arrive through email, chat messages, phone calls and people walking up to someone's desk. Nothing gets tracked, nobody knows what's overdue, and the same problems come back every week because no one connects them.
Freshservice turns each request into a ticket with an owner, a priority and a deadline. A broken laptop becomes an incident. A request for Salesforce access becomes a service request that goes through approval. A server upgrade becomes a change with a risk assessment. The IT manager can see all of it on one dashboard.
Freshworks also positions Freshservice for enterprise service management (ESM). HR, facilities, finance and legal teams can run their own workspaces on the same platform, so a new joiner's laptop, building access and payroll setup all start from one request.

How Freshservice Works: One Request From Start to Finish
Here's what happens in a typical Freshservice setup when an employee's laptop stops connecting to the office Wi-Fi.
The employee reports it. They search the self-service portal for "Wi-Fi", don't find a fix, and submit an incident form. They could also email the support address or message the IT bot in Microsoft Teams.
Freshservice classifies and routes it. Based on the category and the employee's location, a workflow rule assigns the ticket to the network support group and sets the priority. The SLA timer starts.
An agent picks it up. The agent sees the employee's details and their laptop record from the asset database on the same screen, so there's no need to ask for the device model.
The agent spots a pattern. Six similar incidents came in from the same floor this morning. The agent links them to a new problem record so the network team investigates the root cause.
The fix becomes a change. The network team finds a faulty access point and raises a change to replace it. It goes through approval, gets scheduled and is completed.
Everything closes together. When the problem is resolved, the linked incidents close and each employee gets an update. The agent turns the workaround into a knowledge article for next time.
That flow touches five of the six core modules in one afternoon, which is why setting them up together matters more than switching them on one at a time.
The Six Core Freshservice Modules
These six modules are the backbone of Freshservice and the ones we set up in every standard implementation.
Incident Management
An incident is anything that stops someone from working: a laptop that won't boot, a VPN that won't connect, an email outage. Incidents arrive by email, the self-service portal, Microsoft Teams or Slack, phone or monitoring alerts. Freshservice assigns each one a priority, routes it to the right group and tracks it against an SLA.
Once it's running, the main thing IT managers notice is visibility. They can see which tickets are close to breaching, which group is overloaded and which issues keep recurring.
Problem Management
A problem is the root cause behind repeated incidents. If 40 people report slow Wi-Fi on the third floor every Monday, those are 40 incidents and one problem. Problem Management links the incidents together, records the investigation and publishes the workaround so agents can close new incidents faster.
This is the module teams most often skip at first and wish they hadn't.
Change Management
Change Management controls planned changes to systems, such as a firewall update, a server migration or a new software rollout. Each change is classed as standard (pre-approved and routine), normal (needs approval) or emergency (needs fast approval outside the usual cycle). Freshservice records the risk, the approvers, the implementation plan and the rollback plan.
Teams with a weekly change advisory board (CAB) meeting can run the whole approval cycle inside Freshservice instead of in spreadsheets.
Release Management
A release groups related changes into one planned deployment. Release Management tracks the build, testing and rollout of that release and links it back to its changes. Teams that ship software or push infrastructure updates in batches use this most.
Service Request Management
This is the service catalog: a menu of things employees can ask IT for, such as a new laptop, software access, a password reset or a new joiner setup. Each catalog item has its own form, approval chain and fulfilment tasks, so requests arrive with the right information the first time.
A well-built catalog cuts the back-and-forth emails that slow down most IT teams.
Knowledge Management
The knowledge base holds solution articles for agents and self-service answers for employees. When an employee searches the portal for "VPN not connecting" and finds a working fix, that's one less ticket. Agents can also turn a resolved ticket into a draft article so useful fixes don't stay buried in ticket history.

Beyond the six core modules, Freshservice includes:
Asset management and the CMDB. Freshservice tracks hardware, software, cloud resources and contracts in a configuration management database (CMDB). Because assets link to tickets, an agent can see which device or server an incident involves, and a change manager can see what else depends on a server before touching it.
Workflow automation. The Workflow Automator lets admins build rules without code: route a ticket based on its category, send an approval when a request is submitted, escalate when an SLA is close to breaching. Orchestration extends this to actions in connected tools, such as provisioning access in another system once a request is approved.
Freddy AI. Freshworks' AI layer comes in three parts. Freddy AI Agent resolves common employee requests, such as password resets and access requests, on its own. Freddy AI Copilot helps agents with suggested replies and ticket summaries. Freddy AI Insights surfaces trends in your service data. Freshworks has also introduced Freddy AI Agent Studio for building and managing AI agents on your own Freshservice data.
Enterprise service management. Separate workspaces let HR, facilities, finance and other teams run their own service desks with their own catalogs, workflows and data access, while sharing the same platform as IT.
Integrations. Freshservice connects to Microsoft Teams, Slack, Azure AD (Microsoft Entra ID), Okta, Google Workspace, Jira and monitoring tools, plus apps from the Freshworks Marketplace.

Freshservice vs ServiceNow
ServiceNow is the other name that comes up in most ITSM evaluations. It's a large, highly customisable platform, and it's common in very large enterprises with dedicated platform teams.
Freshservice covers the core ITIL modules with far less setup. Most organisations we work with choose it because they want ITIL structure without hiring specialist administrators or waiting many months for go-live. Freshservice for Indian IT Teams
Freshworks was founded in Chennai, and Freshservice is widely used by Indian IT teams in IT services, banking, healthcare, manufacturing and fast-growing startups. A few points come up regularly with Indian clients:
Pricing in rupees. Visitors from India see Freshservice prices in rupees on the Freshworks site. Confirm whether your contract will be billed in INR or USD before you budget.
Shift-based support. Many Indian IT teams run 24/7 or multi-shift support. Freshservice's business hours, holiday lists and group-level SLAs let you set different working hours for each shift or location.

Everything in one platform. Ticketing, assets, changes, projects and ESM sit in one system, which removes the gaps between separate tools.
Independent ratings. At the time of writing, Freshservice holds a 4.6 out of 5 rating on G2 and on Capterra, based on more than 2,000 combined reviews.
Where it has limits
Reporting depth. Standard reports cover most needs, but teams wanting highly customised analytics sometimes need workarounds or an external BI tool.
Heavy customisation. Freshservice is built to be configured, not rebuilt. Organisations with many custom in-house functions can find this restrictive.
Plan structure. The ITIL modules most teams need start on Pro, and Freddy AI Agent sits on Enterprise. Budget for the plan that matches your processes, not the entry plan.
Asset units on Growth. The asset allowance on Growth gets used up quickly once you count laptops, monitors, phones and licences. Teams with large estates usually need more.
None of these is a reason to avoid Freshservice for internal IT. They're reasons to scope the plan and design properly before you buy.

It's not the right fit if your users are external customers, you need a free tier, or your business case depends on AI resolution and you haven't yet confirmed Enterprise terms.
